調查對象(xiang)為2018年國內(nei)快(kuai)遞業務(wu)量排名靠(kao)前且(qie)服(fu)務(wu)水平較好的10家(jia)全網型快(kuai)遞服(fu)務(wu)品牌,調查范圍覆蓋全部31個省(區(qu)、市),共50個重點城市。
快(kuai)遞(di)服務(wu)滿意度調(diao)查(cha)采用在線調(diao)查(cha)方式(shi),共(gong)獲得(de)有效(xiao)樣本16,401個(ge)。快(kuai)遞(di)服務(wu)時限準時率(lv)測(ce)試(shi)采用系統抽樣測(ce)試(shi)方式(shi),共(gong)獲得(de)有效(xiao)樣本合計(ji)82萬個(ge)。
二、調查結果
(一)快遞服務公眾滿意度
調查顯示,2019年第一季度用戶快遞服務(wu)公(gong)眾(zhong)滿意度得分(fen)為77.6分(fen),同比基本持平。
在快(kuai)遞(di)(di)(di)(di)企業(ye)公眾(zhong)滿意度方面,得分(fen)(fen)在80分(fen)(fen)以上的企業(ye)為順豐速(su)(su)運、京東物流,得分(fen)(fen)在76-80分(fen)(fen)之間的企業(ye)為郵(you)政EMS、中通快(kuai)遞(di)(di)(di)(di)、韻(yun)達速(su)(su)遞(di)(di)(di)(di)、申通快(kuai)遞(di)(di)(di)(di)、圓通速(su)(su)遞(di)(di)(di)(di)和(he)(he)百(bai)世快(kuai)遞(di)(di)(di)(di),得分(fen)(fen)在75-76分(fen)(fen)之間的企業(ye)為德邦快(kuai)遞(di)(di)(di)(di)和(he)(he)優速(su)(su)快(kuai)遞(di)(di)(di)(di)。
在區域公眾滿意(yi)度(du)得(de)分(fen)(fen)方(fang)面,吉林、黑龍(long)江、北京、河南、河北、遼寧(ning)得(de)分(fen)(fen)在79分(fen)(fen)以上,表(biao)現較好;西(xi)藏(zang)、海南得(de)分(fen)(fen)在75分(fen)(fen)以下(xia),有(you)進一步(bu)提升(sheng)空間(jian)。
調(diao)查還顯示(shi),2019年第(di)一季(ji)度(du),在快(kuai)(kuai)遞(di)(di)員(yuan)(yuan)上門(men)取件(jian)(jian)(jian)方(fang)面(mian)(mian),79.5%的快(kuai)(kuai)遞(di)(di)員(yuan)(yuan)能按照(zhao)約定(ding)時間上門(men)收件(jian)(jian)(jian),較(jiao)去(qu)年同(tong)期(qi)下降(jiang)0.5%。用戶(hu)對快(kuai)(kuai)遞(di)(di)員(yuan)(yuan)上門(men)收件(jian)(jian)(jian)及時性的滿(man)意(yi)(yi)度(du)為78.4分(fen)(fen),較(jiao)去(qu)年同(tong)期(qi)下降(jiang)0.1分(fen)(fen)。在當面(mian)(mian)封(feng)裝(zhuang)快(kuai)(kuai)件(jian)(jian)(jian)方(fang)面(mian)(mian),57.6%的攬收員(yuan)(yuan)對快(kuai)(kuai)件(jian)(jian)(jian)進行當面(mian)(mian)封(feng)裝(zhuang),用戶(hu)對攬收員(yuan)(yuan)當面(mian)(mian)封(feng)裝(zhuang)質(zhi)量的滿(man)意(yi)(yi)度(du)為82.6分(fen)(fen)。在快(kuai)(kuai)遞(di)(di)員(yuan)(yuan)形(xing)象方(fang)面(mian)(mian),2019年3月,用戶(hu)對快(kuai)(kuai)遞(di)(di)企(qi)業攬收員(yuan)(yuan)著裝(zhuang)、服(fu)務態度(du)、操作包裝(zhuang)快(kuai)(kuai)件(jian)(jian)(jian)、裝(zhuang)備攜帶的總(zong)體滿(man)意(yi)(yi)度(du)分(fen)(fen)別為79.1分(fen)(fen)、82.1分(fen)(fen)、81.1分(fen)(fen)、80.8分(fen)(fen)。
調查還對(dui)發票(piao)服(fu)(fu)務(wu)(wu)、春(chun)(chun)節(jie)期(qi)(qi)間(jian)(jian)(jian)(jian)快遞(di)服(fu)(fu)務(wu)(wu)和“3·15”期(qi)(qi)間(jian)(jian)(jian)(jian)快遞(di)售(shou)后服(fu)(fu)務(wu)(wu)進行了關注。在發票(piao)服(fu)(fu)務(wu)(wu)方(fang)(fang)面,有(you)(you)42.6%的(de)(de)用(yong)戶對(dui)發票(piao)服(fu)(fu)務(wu)(wu)有(you)(you)需求,用(yong)戶對(dui)快遞(di)企(qi)業發票(piao)提供服(fu)(fu)務(wu)(wu)的(de)(de)滿意度為(wei)81.9分。在春(chun)(chun)節(jie)期(qi)(qi)間(jian)(jian)(jian)(jian)快遞(di)服(fu)(fu)務(wu)(wu)方(fang)(fang)面,有(you)(you)47.4%的(de)(de)受調查用(yong)戶在春(chun)(chun)節(jie)期(qi)(qi)間(jian)(jian)(jian)(jian)使(shi)用(yong)過快遞(di)服(fu)(fu)務(wu)(wu)。用(yong)戶對(dui)春(chun)(chun)節(jie)期(qi)(qi)間(jian)(jian)(jian)(jian)快遞(di)服(fu)(fu)務(wu)(wu)的(de)(de)滿意度達(da)到82.3分,較去年春(chun)(chun)節(jie)期(qi)(qi)間(jian)(jian)(jian)(jian)上升1.2分。在“3·15”期(qi)(qi)間(jian)(jian)(jian)(jian)快遞(di)售(shou)后服(fu)(fu)務(wu)(wu)方(fang)(fang)面,有(you)(you)86.4%的(de)(de)受調查用(yong)戶感(gan)知(zhi)到“3·15”期(qi)(qi)間(jian)(jian)(jian)(jian)快遞(di)售(shou)后服(fu)(fu)務(wu)(wu)有(you)(you)變(bian)化,用(yong)戶對(dui)“3·15”期(qi)(qi)間(jian)(jian)(jian)(jian)快遞(di)售(shou)后服(fu)(fu)務(wu)(wu)的(de)(de)滿意度為(wei)72.7分,客(ke)服(fu)(fu)服(fu)(fu)務(wu)(wu)態(tai)度更(geng)(geng)好、客(ke)服(fu)(fu)電(dian)話接通(tong)率更(geng)(geng)高(gao)、售(shou)后流程更(geng)(geng)快是用(yong)戶感(gan)知(zhi)的(de)(de)“3·15”期(qi)(qi)間(jian)(jian)(jian)(jian)快遞(di)售(shou)后服(fu)(fu)務(wu)(wu)的(de)(de)重要變(bian)化。
(二)全國重點地區快遞服務時限準時率
2019年第(di)一季(ji)度(du)快(kuai)遞服(fu)務全程時(shi)(shi)(shi)限(xian)為61.54小時(shi)(shi)(shi),同(tong)比(bi)縮(suo)短8.46小時(shi)(shi)(shi),較(jiao)2018年第(di)四季(ji)度(du)縮(suo)短0.81小時(shi)(shi)(shi)。72小時(shi)(shi)(shi)準時(shi)(shi)(shi)率為72.63%,同(tong)比(bi)提(ti)高7.93個百分(fen)點,較(jiao)2018年第(di)四季(ji)度(du)提(ti)高0.78個百分(fen)點。
從分環(huan)節來(lai)看(kan),快遞服務四個環(huan)節的用時(shi)(shi)(shi)均(jun)有不(bu)同(tong)程度的改善。寄(ji)出地(di)(di)處理環(huan)節平(ping)(ping)(ping)均(jun)時(shi)(shi)(shi)限為(wei)(wei)(wei)7.82小(xiao)時(shi)(shi)(shi),同(tong)比(bi)縮(suo)短5.48小(xiao)時(shi)(shi)(shi);運輸環(huan)節平(ping)(ping)(ping)均(jun)時(shi)(shi)(shi)限為(wei)(wei)(wei)38.05小(xiao)時(shi)(shi)(shi),同(tong)比(bi)縮(suo)短1.55小(xiao)時(shi)(shi)(shi);寄(ji)達(da)地(di)(di)處理環(huan)節平(ping)(ping)(ping)均(jun)時(shi)(shi)(shi)限為(wei)(wei)(wei)10.78小(xiao)時(shi)(shi)(shi),同(tong)比(bi)縮(suo)短0.44小(xiao)時(shi)(shi)(shi);投遞環(huan)節平(ping)(ping)(ping)均(jun)時(shi)(shi)(shi)限為(wei)(wei)(wei)4.89小(xiao)時(shi)(shi)(shi),同(tong)比(bi)縮(suo)短0.99小(xiao)時(shi)(shi)(shi)。
“BESTY”企業(包括郵政EMS、順豐(feng)速運(yun)、圓通(tong)(tong)速遞、中(zhong)通(tong)(tong)快(kuai)遞、申(shen)通(tong)(tong)快(kuai)遞、韻(yun)達速遞、百世快(kuai)遞)在TOP30城(cheng)市(shi)間(jian)(測試50城(cheng)市(shi)中(zhong)2018年快(kuai)遞業務量排名前30的城(cheng)市(shi))平均全程時(shi)(shi)限為49.56小時(shi)(shi),同(tong)(tong)比縮短(duan)5.22小時(shi)(shi);48小時(shi)(shi)準時(shi)(shi)率為59.50%,同(tong)(tong)比提高8.46個(ge)百分點。
